Breaking Silos: The Shift to Hybrid Customer Success Strategies

In a recent episode of our podcast "To Customer Value and Beyond", host Steven spoke with Tatjana Imhoff, Director Digital CS Strategy and Operations at Pluralsight. Drawing on more than a decade of experience in Customer Success, she shares valuable insights into how B2B companies can successfully combine digital and human approaches. The "Superpower" of Digital Customer Success

Amid current cost-cutting measures and rapid advances in artificial intelligence (AI), companies are actively seeking ways to serve customers more efficiently without compromising on value or customer experience. Tatjana views a smart, scalable digital approach as a superpower for CS teams. Automating routine tasks — such as scheduling meetings, sending simple renewal reminders or reaching out to new stakeholders — effectively eliminates tedious busywork. This approach does not replace Customer Success Managers (CSMs). Instead, it relieves workload, prevents team burnout and gives managers the freedom to focus on high-value 1:1 interactions.

Preserving the Human Touch Through Transparency

A major risk with digital automation is sounding robotic and alienating customers with poorly designed templates. To avoid this, cross-departmental collaboration with Marketing, Sales and Support is essential to define an authentic and consistent brand voice.

Interestingly, transparency is one of the best ways to maintain trust. Tatjana emphasizes that a simple, casual note indicating an email was automatically generated sets the right expectations while preserving the human element. Customers appreciate this open communication and rarely mind automated information as long as it is helpful.

Clean Data as the Foundation for Automation

A hybrid CS strategy can only scale if you have total trust in your data infrastructure. Tatjana recalls the early days of her digital programs when a sync error between an old and a new Salesforce instance caused a campaign to trigger for only 2,000 customers instead of the targeted 20,000. Before placing customer relationships entirely on autopilot via AI or trigger-based campaigns, underlying data and tools must be thoroughly audited. While AI is currently an excellent tool for brainstorming ideas or refining messaging, handing execution over completely to autopilot requires high data maturity and deep trust that must be built first.

Steps to Implement a Hybrid CS Strategy

To transition from a traditional model to a hybrid approach, Tatjana recommends the following steps:

1. Evaluate your tech stack and secure executive buy-in: Analyze existing tools (such as Gainsight, Pendo or Salesforce) and map out a clear plan. Win over your CEO and leadership team by directly linking your digital strategy to core business metrics like adoption and renewals.

2. Break down silos: Successful strategies require building bridges across the organization. Continuously share context, priorities and campaign wins with Product, Marketing and Sales to align everyone around a shared definition of customer value.

3. Step into your customer's shoes: You discover the best optimization opportunities by testing your own product from the customer's perspective. Actively hunt for outdated links, confusing routing processes or hard-to-find information. Testing new workflows with internal hires during onboarding also provides candid feedback on user experience.
